Omnichannel: When Online and Offline Merge

Why retailers increasingly combine physical stores with apps and websites, how omnichannel strategies work, and what they mean for shoppers.

For a while, retail was framed as online versus offline. Today, many successful retailers do both. This is omnichannel retail.

What omnichannel means

Customers can move smoothly between channels:

  • Research online, buy in store.
  • Buy online, pick up in store, known as click and collect.
  • Try in store, order online for home delivery.
  • Return online orders at physical stores.
  • Use the same loyalty points and prices across channels.

Examples in India

  • Lenskart combines online sales with hundreds of stores offering eye tests.
  • Tanishq, the jewellery brand, lets customers browse online and visit stores to buy.
  • Reliance Retail links its stores with JioMart for deliveries.
  • Electronics chains offer online ordering with store pickup.
  • D2C brands open physical stores to reach new customers.

Why it works

  • Physical stores build trust, allow trying products and handle returns.
  • Online channels provide convenience, wider range and data.
  • Stores as mini-warehouses can fulfil online orders quickly.

The economics

  • Omnichannel customers often spend more than single-channel customers.
  • Stores serve as marketing: a visible store increases online sales in the area.
  • But it requires investment in technology, inventory systems and logistics to track stock across channels.

Challenges

  • Integrating systems so stock and prices match everywhere.
  • Channel conflict: store staff may feel online sales take their commissions.
  • Costs of maintaining both stores and digital platforms.

For shoppers

Omnichannel offers more choice and convenience, but also more ways for retailers to collect data about shopping habits.

The spectacles purchase

A customer browses frames on an app, books an eye test at a nearby store, tries frames in person and orders them with home delivery. Later, she returns a pair at the store. Every channel works together.

Thinking online retailers don't need stores

Many online-first brands open stores to build trust, reach new customers and handle returns.

Key takeaways
  • Omnichannel retail lets customers move between online and offline channels.
  • Lenskart, Tanishq and Reliance Retail use omnichannel strategies.
  • Stores build trust and act as fulfilment centres.
  • Integration, channel conflict and costs are challenges.
